Customer journey

In short: A customer journey is the story of a customer's experience from the need arising through search, selection, purchase and use to renewal, recommendation or departure.

How I use a customer journey in practice

I do not use the term as another presentation number. I define which decision it should improve, which data or observations it uses and who will change something as a result. I build the map from interviews, sales data, support and observation; for each phase I record the question, barrier, evidence and owner of the change. I also record the baseline, measurement date and interpretation limits so real movement can be distinguished from changes in tool, sample or query wording.

What to watch

The greatest risk is accuracy that only looks real. A linear diagram from an internal workshop can hide returns, multiple decision-makers and the difference between described and actual behaviour. I compare results over time, on a stable sample and with business context. If the term does not lead to a concrete next step, it is only a new label.

  • Which customer situation does the map describe?
  • What evidence supports each step?
  • Where does responsibility pass between teams?
  • Which barrier has the greatest business impact?
